What is real-time agent assist?

Real-time agent assist is software that listens to a live customer call, recognises what is happening in the conversation, and surfaces short, specific guidance to the agent while the call is still in progress. Typical cues include a suggested response to an objection, an alert that the customer has signalled buying intent, and a reminder that a required compliance disclosure has not yet been made.

How does real-time agent assist work?

The mechanism is the same across products, even where the underlying models differ. The call audio is transcribed live, with the customer and agent on separate channels. The transcript is evaluated continuously against a set of triggers. When one fires, a cue appears in the agent's workspace.

Deterministic triggers
Phrase and pattern matching — 'too expensive', 'already have a vendor', 'send me an email'. Predictable, fast, easy to audit, and they work on day one without training data.
Model-based triggers
A language model classifies intent or sentiment more flexibly than a phrase list, at the cost of latency and explainability.
Hybrid
Deterministic detection decides that a cue should fire; a model phrases the suggestion. The decision stays auditable, the wording stays natural.

What does an agent actually see?

Good assist is sparse. A cue should be a line or two, appear only when it matters, and carry the reason it fired so the agent can judge it. A wall of script text in front of someone who is mid-sentence is unusable.

  • Objection cues — the customer pushed back, here is a proven response
  • Buying-signal alerts — they asked about price or start dates, move to the next step
  • Compliance prompts — a required disclosure is still missing from this call
  • Competitor mentions — they named an alternative, here is the relevant positioning
  • Customer context — prior calls, dispositions, consent status, open follow-ups

Where does agent assist help most?

The value is highest where performance varies widely between agents and the conversation carries real consequences.

SituationWhy assist helps
New hires and high attritionCompresses ramp time — a new agent responds like an experienced one before they have the experience
Complex or wide product rangesThe answer appears rather than being memorised or looked up mid-call
Regulated conversationsDisclosure prompts fire while the call can still be corrected
High-value outboundBuying signals get acted on instead of missed
Sentiment-sensitive serviceThe agent sees the conversation cooling before it becomes a complaint

How do you deploy it without annoying agents?

  • Start with a narrow trigger set. Five reliable cues beat thirty noisy ones — every false positive teaches agents to ignore the panel.
  • Make cues dismissable and non-blocking. Guidance an agent must clear before continuing becomes an obstacle in the conversation.
  • Show the trigger. 'Heard: too expensive' tells the agent why this appeared and lets them disagree.
  • Never score agents on cue compliance. The moment following a suggestion becomes a metric, agents follow bad suggestions.
  • Review what fired. Cues that are consistently ignored are either wrong or badly worded — that is signal, not disobedience.

Frequently asked questions

Does real-time agent assist listen to the whole call?
Yes — it has to, since a trigger can occur at any point. That makes recording configuration and disclosure part of deploying it, and it is why recording pause for sensitive moments such as payment details matters.
Is agent assist the same as a knowledge base?
No. A knowledge base waits to be searched. Agent assist is triggered by what is happening in the conversation and surfaces the relevant thing without the agent stopping to look for it.
Do agents find it distracting?
It depends entirely on cue frequency and precision. Sparse, accurate and explainable cues get used; frequent or wrong ones get ignored within days. Tuning the trigger set matters more than the sophistication of the model behind it.
Can it work without a language model?
Yes. Deterministic phrase and pattern detection covers most common objections, brush-offs and compliance checks, which is why assist can be useful immediately rather than after a long training period. A model adds flexibility on top.
